- Thank and acknowledge. No «but». «Thanks for telling us — we're sorry the experience wasn't good.»
- Add context only if it helps. One brief, factual point. Never a long defence.
- Say what you changed. It's the only thing that genuinely reassures a reader: not that the mistake never happened, but that it was dealt with.
- Take it off the platform. Leave an email or phone number to resolve it privately.
Mistakes that cost you
- Arguing. Even when you're right, in public you lose: readers see a business fighting a customer.
- Copy-pasting the same reply. It's obvious in two seconds and turns your profile into a wall of templates.
- Replying while angry. Wait a few hours. The reply stays published for years.
- Not replying. The worst option: a business that answers three reviews in ten signals indifference more clearly than any complaint.
What to do about fake reviews
They exist and they're maddening. You can report them where they violate policy — abuse, spam, a competitor posing as a customer, a complaint about a different business — though removal is never guaranteed.
While that plays out, reply anyway and calmly. A composed answer under an obviously unfair review often persuades better than deletion would.
Prioritise the last two years
Nobody chooses where to eat based on a five-year-old review. If you have a backlog, start with the recent ones and the negative ones: those are what a customer reads before deciding.
